How can you diffuse an escalated customer?

Listen as patiently as possible to the caller. They just want to be heard. Reassure them that the situation will be handled. Stress that the process of orders do take time. Some customers will call in to cancel an order, just to reorder and apply a discount. This is not possible if the order in is "pending".
